Quick answer: Give the drafting system a small, approved knowledge base and require an agent to check its claims before replying. A fluent tone is not proof of accuracy.

Prepare a source of truth

Collect current public policies for returns, replacements, delivery areas, store hours and service response times. Attach an owner and a last-review date to each policy. If two documents disagree, the workflow should stop rather than choose the more convenient answer.

For a London repair shop, a draft might explain where to request a callback and what information to include. It should never say the shop has an available appointment at 2 pm unless availability was retrieved from the live booking system and that action is permitted.

Draft constraints that actually help

Ask for a short subject, a polite opening, one clear answer, a concrete next step and a sentence highlighting any unanswered question. Require the output to identify which approved policy statement supports each factual claim. Mark unsupported claims as “needs staff input.”

Draft a clear customer response using only the attached policy excerpts. If a fact is not available, ask the reviewer to confirm it. Do not invent a delivery estimate, offer a refund, imply a manager approved an exception or claim you checked an order system.

Reviewer checklist

  • Does this answer the actual customer question rather than a related one?
  • Are the policy version and any price or date correct?
  • Does the proposed reply expose another customer’s data?
  • Does the language make a guarantee or legal claim?
  • Is the next step obvious to the recipient?

Keep the send button in the staff member’s own authenticated workflow. The model can create a draft, but it should not control who receives it.

Handling complaints

Frustrated customers may need empathy and a human conversation. A template-heavy or over-apologetic draft can make things worse. For an unresolved safety issue, charge dispute or legal notice, classify the ticket for a trained human and do not generate a definitive answer.

Build a feedback loop

Log categories of edited phrases—wrong policy, irrelevant sentence, overly long answer, unclear next step—without retaining unnecessary customer details. Update the guidance from patterns rather than dumping raw conversations back into an uncontrolled training set.

Common question

Can AI make customer support faster? It may reduce drafting time; total benefit also includes reading, fact-checking, correction and customer experience. Measure the complete process.
